How Financial Institutions Are Elevating CX for UHNW Clients

As the ultra-high-net-worth individual (UHNWI) market continues to grow, financial institutions are refining their customer experience (CX) strategies to remain competitive. The Global Wealth Management Summit 2024 and the 8th Annual Private Wealth Switzerland Forum 2024 reinforced Lexden Luxe’s research into how financial firms are evolving to meet the changing needs of UHNW clients.

Personalised Wealth Management: Deutsche Bank’s CX Strategy

Deutsche Bank’s recent restructuring of its Wealth Management and Private Banking divisions demonstrates its commitment to delivering a seamless experience for UHNWIs.

Its strategy centres on a dual-team structure:

  • Relationship Manager Team: Acts as the primary client contact, overseeing the entire relationship.
  • Investment Manager Team: Provides specialised expertise in capital markets.

This approach enhances CX by ensuring tailored service, speed, and precision. The bank’s new Growth Office, which focuses on client retention and acquisition, further underscores its shift towards relationship-driven banking. By developing dynamic interaction methods, Deutsche Bank moves beyond traditional financial services to foster deeper client connections.

Holistic Advisory Services: Commerzbank’s CX Approach

Commerzbank is positioning itself as a CX leader in the UHNWI market by expanding its service offerings.

A key initiative is its dedicated UHNWI & Family Office division, which brings together specialist teams in:

  • Succession planning
  • Strategic asset allocation
  • Large-scale financing

This shift reflects an understanding that UHNW clients seek more than wealth management—they demand comprehensive advisory services.

The bank has also expanded its presence with new advisory locations in Hamburg and Stuttgart. This ensures faster, more personalised service, reinforcing its strategy of “fast and personal access” to expert-led solutions.

Understanding What Matters to UHNW Clients

Deutsche Bank and Commerzbank are redefining luxury CX by moving away from standardised services. This shift highlights the increasing complexity of UHNWI expectations compared to traditional wealth clients. Instead, they focus on delivering excellence at every customer touchpoint – before, during, and after financial transactions.

Lexden Luxe’s research, led by Professor Dr. Phil Klaus, identifies four key factors influencing UHNWI decision-making, known as M.E.P.A drivers:

  • Manage Expectations – Clearly communicate brand promises and product benefits. Set realistic expectations to avoid disappointment. Deliver on promises and exceed expectations whenever possible.
  • Extraordinary Experiences – Create unique and unforgettable experiences that resonate with UHNWI clients. Leverage storytelling and emotion to connect with customers on a deeper level. Offer personalised experiences tailored to individual preferences.
  • Post-Purchase Care – Provide exceptional after-sales service and support. Offer exclusive perks and benefits to maintain loyalty. Foster long-term relationships through ongoing engagement.
  • Achieve Time Savings – Streamline processes and reduce wait times. Offer convenient and efficient solutions. Prioritise time-saving features and services.

Christopher Brooks, joint founder of Lexden Luxe, notes:

Our research into over 300 UHNWI clients revealed that the luxury companies serving them often fail to understand their true needs. This represents not only a gap in service but a missed opportunity for future growth and differentiation.
